Define the timing events

Specify the pickup window, boarding arrangement and destination handover point. Clarify what arrival means for the contract: reaching the site entrance may differ from reaching the authorised drop-off area. Include the customer-controlled access conditions that affect the final movement.

Agree how actual times are recorded and how exceptions are classified. Separate operator delay, passenger readiness and site access issues where the evidence permits. The purpose is to identify the action needed, not to assign every variation automatically to one party through a single unexplained metric.

Make assignment changes visible

Define how the customer receives the vehicle and driver assignment appropriate to the service. Agree a verification route for substitutions through an established dispatcher or contact. Passengers should not have to decide whether an unfamiliar vehicle is legitimate based solely on a message from an unknown person.

Identify who can approve route or stop changes. A passenger request should not silently alter the service for everyone else or create an unapproved charge. Keep the operational instruction and commercial authority clear enough for the driver and coordinator to follow.

Agree disruption communication

State who receives an alert, what information it contains and when the next update is due. Useful information includes the affected trip and confirmed recovery arrangement, not an unsupported arrival promise. Ask the supplier to distinguish available recovery capacity from options it would try to source after a problem occurs.

Keep emergency and incident procedures aligned with the operator's and customer's appropriate processes. Procurement should establish the communication and responsibility chain, while competent personnel handle operational safety decisions. Timetable recovery should never depend on instructions to drive unsafely.

Review recurring failures

Examine missed pickups, repeated delays, assignment errors and unresolved complaints. Connect each pattern to a corrective action such as route adjustment or improved dispatch. Verify the result across subsequent trips. The service level should improve the reliability and clarity of the employee journey, rather than reward a favourable statistic while passengers experience the same disruption repeatedly.
