Setting support standards for UAE education suppliers

Define incidents through classroom impact

Create examples of the issues the contract must handle. A missing replacement copy, an inaccessible teacher account and a platform outage affecting several campuses should not enter the same undifferentiated queue. Record who can report each issue and what information the supplier needs to begin investigating.

Agree a small set of priorities in plain language. Identify what prevents teaching, what affects a limited group and what can wait for a planned correction. Avoid assigning every request the highest priority; that removes the distinction needed to coordinate a genuine term-start or classroom-wide interruption.

Separate acknowledgement from recovery

Specify what a response means. An automated receipt is useful confirmation that a ticket exists, but it does not establish that someone has diagnosed the problem. Ask the supplier to distinguish acknowledgement, investigation updates, workaround proposals and restoration of the agreed service.

Where recovery depends on a publisher or platform owner, identify that dependency. The reseller should explain how it escalates and keeps the school informed. Do not accept an unsupported restoration promise for a component the supplier cannot control; negotiate the communication and escalation commitments it can actually deliver.

Match coverage to the school calendar

Confirm support hours, time zone, holiday coverage and contact routes. Include any scheduled periods when administrators will configure the service outside normal teaching days. A launch plan that relies on weekend support should state whether that support has been arranged and priced.

Document the school's own duties too. A named administrator may need to collect screenshots, reproduce an issue or authorise an account change. Use test or redacted information where possible, and route sensitive records through the school's approved process rather than ordinary email attachments.

Review recurring failures, not only ticket speed

Track incidents that repeatedly disrupt the same workflow even if each ticket closes quickly. Ask for a root-cause discussion and a bounded corrective action when patterns emerge. At review meetings, compare the promised service with classroom impact and the usefulness of workarounds. The aim is dependable access to the purchased resource, not an attractive response-time statistic detached from teaching needs.
